Delivered but Not Received: A Fair First Response for Shopify Support

When tracking says delivered and the customer says the parcel is missing, acknowledge the report and investigate both the delivery record and the receiving circumstances. Neither the scan nor the allegation should be treated as conclusive by itself. A fair first response gathers proportionate facts, sets a next update, and keeps a remedy decision available.
Do not begin by accusing the customer or declaring the case closed because of a delivered status. Equally, do not promise an immediate replacement before checking whether another team has already resolved the issue or whether the parcel belongs to a different shipment.
Confirm the parcel and the disagreement
Match the order, item scope, tracking number, carrier, and destination reference. Check whether the delivered scan concerns the whole purchase or one parcel in a split order. A customer waiting for a second package may be reporting partial delivery rather than disputing the first parcel's handoff.
Shopify's order-status guidance describes the tracking information available to the customer. Use the underlying carrier record where additional detail is needed, and record when each source was checked.
Ask the customer which items are missing and whether anyone at the intended receiving location may have accepted the parcel. Keep the request reasonable and specific. Do not require them to search unsafe locations, question unrelated neighbors, or provide excessive personal documents before the merchant will investigate.
Use a fair first-response template
Hello [customer name],
Thank you for telling us that order [reference] has not been received. The tracking record currently shows a delivery event at [verified time], but we understand that you have not located the parcel.
We are checking the parcel and delivery details with [carrier or responsible team]. Please confirm [necessary item or receiving-location question]. If someone normally accepts parcels for you at that location, please check with them if it is practical to do so.
We will update you by [merchant review time]. You do not need to send card details or identity documents in this conversation. If the parcel remains missing, [authorized team] will review the available resolution options based on the findings and your order circumstances.
This wording acknowledges the discrepancy without deciding it prematurely. The update time belongs to the merchant, so support should meet it even if the carrier has not yet answered.
Investigate the delivery record proportionately
Check the carrier's available handoff details and any supported delivery confirmation. Compare them with the intended destination and service. A photo, signature, or location record can contribute information, but each has limits and may need clarification.
Record whether the evidence identifies the actual parcel and receiving point. A generic image or unclear signature should not be presented as stronger proof than it provides. If the carrier confirms misdelivery or loss, move to the appropriate remedy process rather than continuing to treat the case as an unresolved allegation.
Keep any shipping claim separate from the customer conversation. Shopify's insurance guidance explains the need to check the actual coverage and requirements. A potential claim is not a reason to promise recovery or postpone every customer decision until an insurer responds.
A hypothetical shared reception desk
A hypothetical customer reports a missing parcel after a delivered scan at an office building. Support confirms that the scan concerns the correct parcel and asks whether the office reception normally accepts deliveries. Operations requests the carrier's available handoff detail.
The customer checks reception but cannot locate the parcel. The merchant records that result and continues the carrier investigation. It does not treat the customer's inability to find it as proof of dishonesty, nor assume the delivered label means the intended recipient personally accepted it.
In another invented variation, the carrier record identifies a different delivery location. The merchant moves from a scan disagreement to a confirmed delivery problem and evaluates the appropriate remedy. The action changes because the facts changed.
These examples are hypothetical and do not establish a universal investigation period or refund obligation. The merchant should apply the purchase circumstances, applicable requirements, and its authorized resolution process.
Reach a decision and explain it clearly
At the assigned review point, summarize what is confirmed, what remains uncertain, and which next action is authorized. If a replacement or refund is approved, coordinate it so separate employees do not issue both unintentionally. If further investigation is needed, give a concrete reason and next decision point rather than restarting an indefinite wait.

Close the case when the parcel is located or the agreed remedy is confirmed, retaining the relevant order and carrier references. A fair first response combines empathy with precise investigation: it neither dismisses a real delivery problem nor turns an unverified report into an unsupported conclusion.
